What's Happening?
HM Revenue & Customs (HMRC), the UK's tax authority, has awarded Salesforce a contract valued at up to £2.4 billion (including VAT) for its new Enterprise Customer Relationship Management (CRM) capability. This decade-plus agreement will integrate an AI-driven
customer data layer into HMRC's broader transformation of its contact center and digital services. The procurement covers a wide range of functionalities, including customer management, case management, interaction and messaging management, AI, insights, reporting, intelligence, and customer experience through a portal and app. Additional capabilities include identity verification, secure digital communications, fraud detection, data integration, operational management, knowledge management, and non-compliance management. Salesforce was chosen over Pegasystems after a competitive bidding process, where quality was weighted at 70%, social value at 10%, and price at 20%. This CRM contract is a significant part of HMRC's customer-service transformation, which also includes a £600 million Contact Center as a Service (CCaaS) contract previously awarded to Capgemini.
